How do you turn an AI idea in your head into something that actually runs in ServiceNow?

Everyone has a use case in mind: "AI should handle this for us." The hard part is breaking it down. Here's the simple way I think about it.

 

Think of a restaurant 🍽

When you order dinner, one person doesn't do everything:

  • The waiter takes your order
  • The chef cooks it
  • The cashier handles the bill

Each of them uses their own equipment. The waiter has an order pad, the chef has a stove, and the cashier has a billing machine.

 

ServiceNow AI Agent Studio works the same way:

🔹 Agentic Workflow = the full experience ("serve the customer dinner"). It's the goal, from start to finish.
🔹 AI Agents = the staff. Each one has one clear job and knows how to think about it.
🔹 Tools = the equipment. These are the actions that actually get things done, like looking up a record, updating a field, or searching the knowledge base.

 

So when you have a use case in your head, ask three questions:

1️⃣ What's the end result I want? → That's your workflow
2️⃣ What "roles" would a human team need to get there? → Those are your agents
3️⃣ What actions does each role perform in the system? → Those are your tools

 

A ServiceNow example: an employee raises an incident saying "My laptop won't connect to VPN."

Workflow: Resolve the incident faster
Agent 1, Triage: understands the issue and routes it to the right team
Agent 2, Research: finds a matching knowledge article or a similar past fix
Agent 3, Resolution: drafts the fix and updates the ticket
Tools: read the incident, search knowledge, find similar incidents, add work notes

 

The golden rule: let the agents think, and let the tools do. If a step always works the same way, make it a tool. If it needs judgement, give it to an agent.

Start small with one workflow, a few agents, and a human approving key actions. Then grow from there.
