Automation is one of the most powerful capabilities available within ServiceNow. Workflow automation, AI, integrations, orchestration, and digital experiences all help organisations improve efficiency and reduce manual effort.

 

However, one lesson I have learned throughout my career is that not every manual process should be automated.

 

When organisations begin transformation initiatives, there is often pressure to automate everything possible. Manual activities are viewed as inefficiencies that should be eliminated. While this approach sounds logical, it can sometimes create solutions that are needlessly complex or expensive to maintain.

 

The first question architects should ask is not whether a process can be automated. The question should be whether it should be automated.

 

Some manual steps provide valuable decision-making, risk management, quality assurance, or customer interaction. In other cases, a process may occur so infrequently that automation delivers minimal return on investment.

 

There is also a hidden cost associated with automation. Automated processes require support, testing, governance, monitoring, and maintenance. The more automation that exists within a platform, the greater the operational responsibility.

 

Successful architects evaluate automation through both a business and technical lens. They assess implementation effort, expected benefits, operational impact, and long-term sustainability before making recommendations.

 

Automation should be viewed as a strategic tool rather than an objective in itself.

 

The best ServiceNow implementations are not the ones with the highest number of automated workflows. They are the ones that automate the right processes for the right reasons, while preserving simplicity and maintainability across the platform.
