Knowledge Center: Back to Basics - A Platform Academy Refresher
This Platform Academy session took a step back from the deep dives we've been running since Knowledge Center launched last December. Instead of drilling into one feature, we reset the whole picture: why healthy knowledge matters, what Knowledge Center actually is, how to install it, and how the tools and accelerators inside it help you improve your content — followed by a live demo and a lot of great audience Q&A.
Why Healthy Knowledge Matters (Especially Now)
Knowledge is foundational to great service — it's how customers and employees find self-service answers, and how agents give accurate, consistent responses. In the age of AI, it matters even more: "Knowledge Management is where AI goes to learn." It's a key source AI draws on to generate answers, alongside search results and other scoured sources.
Most organizations are wrestling with common knowledge content challenges:
- Scattered tools and silos — content spread across systems with no single source of truth
- Knowledge decay — outdated content with no process for review
- Manual authoring — no tooling to help find what to build, fix, or retire
- No visibility into overall health — no way to know what's working or what to prioritize
An interesting question: "Do We Still Need Knowledge Management in an AI World?"
A question we hear constantly — could you just point search and AI at your SharePoint sites and file shares instead? The short answer: knowledge management is a process, built around governance, consistency, and ownership — access and permissions, audiences, roles, approval workflows, integrations, and how content gets structured into knowledge bases. Pointing AI at unstructured repositories skips all of that structure and control.
A Knowledge Center Refresher
Smarter knowledge management — the layer Knowledge Center provides — sits on top of that process to make it easier to execute.
Knowledge Center is the landing place for authors, managers, group owners, and knowledge admins to do their work. Here's what's inside:
Knowledge Health Score — Rolls up article-level scores to the knowledge base and overall content level, so you can see how you're trending and where to focus first.
Good to know:
- Version 1 uses a static weighting model for how article optimization results factor into the score
- Version 2 — targeted for this quarter — introduces custom weighting, so you can tailor how each scan contributes to your score
- Health Score requires Now Assist and Article Optimization to be enabled
Article Optimization — One of the most powerful features in Knowledge Center. It runs scripted scans (broken links, H1 tags in the body, missing alt text, reading ease/accessibility) and AI-level scans (like flagging when an article's content doesn't match its title, with a suggested fix).
Good to know:
- Runs automatically every time an article is saved, plus a full scan of your knowledge base once a month (the default and recommended setting)
Knowledge Generation and the New Editor — Open-prompt generation lets you ask for an article in a specific tone, structure, or format (e.g., "write this in a customer-facing style with bullet points"). The new advanced editor is a drag-and-drop, block-based, HTML editor for building richer articles — while still supporting standard templates like KCS so you can maintain process consistency.
Knowledge Gaps — Scans tasks where knowledge may not exist, clusters similar ones, and surfaces those clusters so you can generate a new draft from the best examples using the open-prompt editor. This allows organizations to quickly build new supporting articles to reduce time to resolve, improve consistency and support self service outcomes more quickly.
Duplicates and Merge — Flags articles with significant content overlap and lets you merge the best of both into a single new article, which then flows through your approval and publish process; the replaced articles are expired and move into the retirement review processes. (We've covered this in more depth in an earlier session in this series.)
Requires Attention and Quick View — For customers who haven't yet adopted Now Assist, or haven't turned on every feature, this is what greets you instead of the AI insights panel. It surfaces approvals, group requests, feedback tasks, AQI checklists, stale or soon-to-expire articles, translation requests, and any scripted scan results you've enabled. Quick View gives you fast access to your knowledge bases and highlights featured, most-viewed, and most-useful articles.
External Content Integration — When generating a new article, you'll be able to choose whether to draw from internal tasks or configured external sources.
Demo Highlights
A few things worth calling out from the live walkthrough:
- An example article ("Better You") scored a health score of 32 — flagged for missing alt text, an article length under 300 words, a broken link, and an irrelevant title. The AI-powered Review button suggested a new, more findable title, and additional recommendations.
- For knowledge gaps, selecting a cluster of related tasks and choosing "Create an Article" lets you pick a knowledge base and template (standard or KCS), then tailor the open prompt. The generated draft can be further refined block-by-block using Now Assist — expand a section, make it more concise, and so on.
Installing Knowledge Center
- Knowledge Center installs automatically as of ZPatch 4 and YPatch 11 — but it's turned off by default for upgrade customers. Brand-new ZPatch 4 customers get it turned on with all features by default.
- Four plugins enable Knowledge Center, the new editor, and redirects from legacy UI16 pages to the new experience (so old bookmarks still work). A newer property enables Health Score specifically.
- Beyond system properties, head to Now Assist Admin > Platform > Knowledge (Now Assist Skills) to turn on the individual knowledge management skills: identifying gaps, identifying duplicates, article optimization, and knowledge content recommendations.
Rapid-Fire Q&A Highlights
- Is Knowledge Center's AI available without Now Assist? AI insights (duplicates, gaps, optimization scans) require Now Assist. Without Now Assist, you still get the core Knowledge Center admin experience, Requires Attention and Quick View. The AI insights (duplicates, gaps, optimization scans) require Now Assist.
- Can article generation match our tone of voice and style guide? Content style guides — tone, terms, voice — are on the roadmap, currently targeted for this quarter.
- We keep our knowledge base in SharePoint/a third party — is that okay? Yes. ServiceNow meets you where you are. Two different paths apply here: external search connectors surface that content for RAG/search/virtual agent (without the governance layer), while building knowledge articles directly from sources like Box, SharePoint, GitHub, and Confluence is on the roadmap.
- How are manually flagged gaps handled? They come in as a task in your Requires Attention section, distinct from the AI-driven insights panel.
- What about Moveworks and knowledge management? Enough interest here that a dedicated session is being planned, rather than answering it in fragments.
Bonus: A Process Mining Teaser
We also got a quick preview of how process mining connects to knowledge management: visualizing which articles are actually used during incident resolution, tracking Article Quality Index scores based on real support-group behavior, and using Before-and-After comparisons to measure the impact of knowledge improvements on resolution times.
