Knowledge Metrics That Matter: Turning Reporting into Action

Are you measuring your Knowledge Management program, or are you actually using those measurements to manage it?

There's a difference.

ServiceNow gives us a ton of data about our knowledge: Article views, feedback, usage trends, review activity, self-service outcomes, lions, and tigers, and bears!

But here's the thing. Just because we can measure something doesn't mean we understand what it's telling us.

I've worked with Knowledge teams that have more KPIs than they know what to do with. Plenty of dashboards and reports, but not necessarily a clear understanding of what the numbers mean or how to use them to make improvements.

And now we're adding AI to the equation.

Knowledge articles can contribute to AI-generated answers without anyone ever opening the article. AI can help us identify quality issues and knowledge gaps, too. So even the way we think about measuring knowledge performance is changing.

But I don't think the answer is more dashboards or more KPIs.

I think we need to get back to basics.

Five questions every Knowledge Manager should be able to answer:

  1. What is the number? What exactly are we measuring?

  2. What does it tell us? What can we learn from it?

  3. Why does it matter? What impact does it have on our users, our services, or our organization?

  4. How do we move the number? What can we actually do to influence the outcome?

  5. Did it work? Did our efforts make a measurable difference?

That's it.

Start with a couple of meaningful metrics. Understand what they're telling you. Make a deliberate improvement and come back to see whether it worked.

Then build from there.

And remember, more articles don't necessarily mean better knowledge. More views don't necessarily mean better outcomes. And a dashboard full of numbers doesn't mean we're making informed decisions.

The goal isn't to report on everything. It's to understand enough to make good decisions, take meaningful action, and demonstrate the value of Knowledge Management.

That's when the metrics really start to matter.
