ServiceNow introduces a new agentic capability, AI Specialists, that join your team, work your incidents, and continuously improve over time. The first delivered out-of-box AI Specialist, the L1 Service Desk AI Specialist, is now generally available.
What is an AI Specialist?
Unlike AI agents, which handle a single task or a limited set of actions, an AI Specialist is assigned a role and automates a range of related tasks end-to-end. The L1 Service Desk AI Specialist, for example, can self-assign tickets, triage incidents, diagnose issues, apply fixes, communicate with requesters, escalate when needed, and document all actions, operating autonomously within your existing workflows and assignment groups.
Key Capabilities
Task Classification & Intelligent Triage
The AI Specialist reviews incoming incidents, classifies them, predicts service/category/CI fields, and routes work accurately, saving your team time on every case.
Investigate & Resolve Autonomously
The specialist searches your knowledge bases, past incidents, known errors, and catalog items to identify solutions. It can ask the requester follow-up questions and communicate steps directly to a human agent.
Two Execution Modes: Autopilot and Copilot
Choose how autonomously your AI Specialist operates: In Autopilot mode, the specialist resolves tickets and marks them closed once resolution steps are sent. In Copilot mode, a human fulfiller reviews the proposed solution before it is posted, giving you full oversight during rollout.
Smart Escalation
When the specialist can't resolve an issue, due to low confidence, it synthesizes its research and routes the ticket back to a human agent in the same assignment group with context.
Confidence Scoring
Every proposed resolution is evaluated against scored inputs like evidence strength and certainty. The specialist only acts when its confidence meets the threshold.
Analytics
Track resolution rate, mean time to resolution, incident outcomes, reassignment reasons, follow-up rates, and user satisfaction from both AI Agent Studio and your workspace.

Additional Notes
- The L1 Service Desk AI Specialist consumes 15 assists per assigned incident it is invoked to attempt.
- Currently, only English language is supported. Domain separation and regulated markets (GCC) are not supported. These capabilities and more are on the future roadmap [Safe Harbor applies.]
Quick Start Guide [for L1 Service Desk AI Specialist]
There are two paths based on the persona:
Path 1: Activate via AI Agent Studio (Admin)
- Ensure the
sn_aia.enable_ai_workerssystem property is set totrue. - Add the role
sn_aia.adminto your user. - Navigate to All > AI Agent Studio.
- Select the AI specialists tab.
- Find the L1 IT Service Desk AI Specialist.
- Review or edit basic details (name, profile icon, department) and the specialist's profile (capabilities, assignment groups, roles, language).
- Navigate to the Tasks tab to configure and review Classify & Assign, Triage & Diagnose, Investigate & Resolve, Communicate Updates, and Reassign settings.
- Select Preview to run a test execution on a real record before activating. (Note: previews make actual changes to the record. Use a safe test record.)
- Select Activate by adding a manager when ready.
Path 2: Activate via Service Operations Workspace (Service Desk Manager)
- Ensure your service desk manager has the
sn_sow_itsm_common.sn_service_desk_managerrole. (This can be assigned via SOW Admin Center > Configuration > Service desk manager role.) - Navigate to All > Service Operations Workspace.
- On the Homepage, in the L1 Service Desk AI Specialist card, select Activate.
- Review or edit basic details and profile, then select Add to team.
Assigning Work to Your AI Specialist
The AI Specialist work must be routed to it the same way you would route to any other team member. You have three options:
- Manual assignment — Assign the ticket directly to the AI Specialist's user record for initial testing.
- Assignment rules — Navigate to All > System Policy > Rules > Assignment and create a rule with the AI Specialist in the User field under the Assign to tab.
- Advanced Work Assignment (AWA) — Both AWA and assignment rules are fully supported. The specialist will not override any existing assignment logic.
Tips for Deployment Success
The AI Specialist performs best when:
- Your knowledge base is well-maintained with clear, procedural, self-service articles
- Incident volume follow predictable patterns with dominant root causes
- Catalog items are well-defined for accurate redirection of misclassified incidents
- Approval/reject policy rules are explicit and documented
Avoid routing to the AI Specialist for:
- Issues requiring complex multi-step troubleshooting across multiple external systems
- Resolutions that depend on tacit, undocumented internal knowledge
- Highly sensitive categories (PII, security incidents) where the cost of error is high
Run at least 5–10 preview tests across different incident types before activating. Test edge cases, confirm role-based data access is scoped correctly, and validate that the execution mode (Autopilot vs. Copilot) matches your organization's readiness.
