ServiceNow Ticket Assignment Logic – Shift, OOO & AI Feasibility

could you please assess the best approach for ServiceNow auto-assignment considering:

  • Agent shifts and load balancing
  • Outlook OOO/leave status so unavailable agents are skipped
  • All key combinations/fallback scenarios when no eligible agent is available

Hi Shruti,

For this requirement, start by evaluating Advanced Work Assignment (AWA) before building custom assignment logic.

  • Shift-based assignment and load balancing: AWA supports agent availability, capacity, skills, assignment strategies, and shift-based assignment. Configure queues, assignment rules, and shift settings according to your requirements.
  • Outlook OOO/leave status: Don't assume Outlook's OOO status automatically makes an agent unavailable in AWA. You'll need to validate whether your existing integrations can synchronize leave/availability into ServiceNow. If not, an integration or additional configuration may be required.
  • Fallback scenarios: Use eligibility pools to define primary and overflow assignment groups. If no eligible agent is available, work can remain queued until an agent becomes available, depending on the queue configuration. Define what should happen when all pools are exhausted, including escalation or manual assignment.
  • AI feasibility: Keep eligibility and availability rules deterministic. AI may help classify and prioritize incoming work, but it shouldn't be relied on to determine whether an agent is actually available.

I'd first confirm whether this is for incidents/cases or interactions, as the supported routing options and configuration can differ by work type.
