Hi @onlineworkw ,
The correct Answer is - SLA Management. As explained in previous answer as well- SLA means how much time we will get to fix the incident. If service provider will not fix the incident within agreed time then they need to pay penalty to Service Consumer (customer).

SLAs make sure incident gets effective response and resolution.
and make the agents or vendors accountable for the incidents they work on...
