Hi Community,
I’m looking for guidance on enhancing an existing Average Resolution Time report for completed HR Cases.
Current Report
Table: Task SLA
Task Type: HR Case
SLA Target: Resolution
Stage: Completed
Assignment Group: Applicable Billing groups
Currently showing Average Business Elapsed Time
Requirement
I need to calculate SLA Performance % for each case based on its own applicable Resolution SLA target:
SLA Performance % = Actual Resolution Time ÷ Applicable SLA Target × 100
For example:
8 hrs SLA / 6 hrs actual = 75%
12 hrs SLA / 10 hrs actual = 83.3%
16 hrs SLA / 18 hrs actual = 112.5%
The SLA target should be dynamic per case/priority, rather than using a single fixed SLA value.
Cases with Performance > 100% should be highlighted in red.
The final report should allow performance to be viewed by Assignment Group, while ensuring each case is evaluated against its respective Resolution SLA target.
Question: What is the recommended ServiceNow approach to achieve this? Should this be done using a calculated field, database view, scripted field, or another reporting solution?
Thanks in advance!

Hi @Satyam123 ,
The proposed solution leverages the out-of-the-box Business Elapsed Percentage field available on completed SLA records, eliminating the need for custom scripting. The design uses two automated indicators and one formula indicator to calculate the true average SLA consumption percentage across teams.
1. Automated Indicator Configuration
Indicator 1: SLA Business Elapsed Percentage (Numerator)
Purpose: Capture the total SLA consumption percentage across completed HR Case Resolution SLAs.
| Attribute | Configuration |
|---|---|
| Indicator Type | Automated Indicator |
| Name | Sum of HR Case Business Elapsed Percentage |
| Indicator Source | Completed HR Case Resolution SLA Source |
| Aggregate | Sum |
| Field | Business Elapsed Percentage |
| Scripted | No |
Design Consideration: The solution utilizes the standard business_percentage field directly from the SLA record, ensuring a maintainable and upgrade-safe implementation without custom scripts.
Indicator 2: Completed SLA Count (Denominator)
Purpose: Capture the total number of completed HR Case Resolution SLAs.
| Attribute | Configuration |
|---|---|
| Indicator Type | Automated Indicator |
| Name | Count of Completed HR Case Resolution SLAs |
| Indicator Source | Same SLA Indicator Source |
| Aggregate | Count |
Design Consideration: This indicator provides the record count required for average calculation and enables accurate aggregation across Assignment Groups.
2. Formula Indicator Configuration
Average SLA Performance Percentage
Purpose: Calculate the average SLA consumption percentage across all completed SLA records.
| Attribute | Configuration |
|---|---|
| Indicator Type | Formula Indicator |
| Name | Average HR Case SLA Performance % |
| Format | Percent |
Formula:
Design Rationale: Using a Formula Indicator ensures the dashboard calculates the true mathematical average rather than averaging already aggregated values, which could otherwise produce inaccurate results when utilizing breakdowns and filters.
3. Assignment Group Breakdown Configuration
Breakdown Association
To enable team-specific reporting:
- Open the Average HR Case SLA Performance % Formula Indicator.
- Navigate to the Breakdowns related list.
- Select Manage Breakdowns.
- Associate the Assignment Group breakdown.
- Save the configuration.
Outcome: Managers can filter dashboard results by Assignment Group and view SLA performance metrics specific to their teams.
4. Dashboard Visualization & Threshold Configuration
Threshold Definition
To identify SLA breaches and underperforming teams, configure a global threshold on the PA widget displaying the indicator.
| Attribute | Value |
|---|---|
| Threshold Type | Global |
| Condition | Greater Than |
| Threshold Value | 100 |
| Color | Red |
Business Logic
The Business Elapsed Percentage field can exceed 100% when actual resolution time surpasses the SLA target.
Example:
| Target Time | Actual Time | Business Percentage |
|---|---|---|
| 16 Hours | 18 Hours | 112.5% |
When the calculated average exceeds 100%, the dashboard automatically highlights the result in red, providing immediate visibility into teams consistently resolving cases outside the agreed SLA target.
Summary
This approach provides a robust and scalable SLA Performance Analytics solution with actionable visibility for HR Operations managers and Assignment Group leads.
If this resolve your query then mark as Accepted/ if its useful to you then mark as Helpful.
