Creating and Configuring Playbooks
Playbooks are built in Workflow Studio, where owners design the workflows, stages, and activities. Configuration tasks also occur in UI Builder, enabling customization of how playbooks appear and function within the workspace, such as selecting activity views and enabling compact mode to allow agents to work efficiently alongside other case information. Additional visibility and behavior settings are managed via playbook experience records, facilitating role-based or state-based display of activities.
Using Playbooks
Agents follow playbooks by progressing through stages and activities, completing tasks necessary to resolve customer issues. They can view all stages, select activities, execute required work, mark activities as complete, and advance through the workflow until the case is resolved. This structured guidance improves consistency and efficiency in customer service processes.

Playbook overview
A playbook is an end-to-end workflow that includes the stages, steps, and guidance to lead users through a business process. A playbook visualizes a workflow in a task-oriented view and guides users through sequences of tasks.
A playbook takes a workflow and breaks it into multiple stages. Each stage in a playbook includes a logical group of sequential activities for an agent to complete. Stages can also include automated activities, such as sending an email to a customer when a stage or activity is complete.
- A series of steps that a user must complete in order to achieve a particular goal and the necessary guidance for completing those steps.
- One or more stages, or groups of tasks, and sequences of activities within each stage.
